Slow helpdesks usually fail at triage, not effort. Teams aren’t lazy — they’re flooded. These three patterns show up in almost every audit we run for SMBs.
1. No triage tier
Every ticket lands in the same queue whether it is “printer light blinking” or “production database read-only.” The result: critical issues wait behind trivial ones, SLAs are meaningless, and the team burns out on context-switching.
Fix: two queues (critical / standard), with a documented handoff rule for what counts as critical. Most SMBs can define this in one page.
2. No first-response timer
If nobody acknowledges a ticket within the SLA window, customers escalate — to your phone, to your WhatsApp, or to their IT vendor they’re about to fire. The escalation loop is where the cost goes.
Fix: set a realistic first-response clock (4 hours business is reasonable for on-call) and make acknowledgment automatic if no human gets there.
3. Runbooks don’t exist
If a ticket always takes 40 minutes because nobody wrote down the fix, you’re paying for that time forever.
Fix: the moment you solve a recurring issue, capture it in one page: symptom, diagnosis, 3–5 bullet resolution. Review monthly, keep under 10 per person.
